When people hear case management, many immediately think about customer support.
A customer submits a request. An agent responds. The case is closed.
That's certainly one type of case, but we believe the idea is much bigger than that.
Almost every business process has something in common.
It starts somewhere.
People become involved. AI may participate. Systems exchange information. Decisions are made. Sometimes the work splits into multiple parallel activities before eventually coming back together. Throughout that journey, information changes, context grows and the state of the work evolves.
Something has to hold all of that together.
A case should be more than a record
Many systems treat a case as little more than a place to store information once the work has been completed.
We think that's the wrong way to look at it.
A case shouldn't simply record what happened.
It should be where the work happens.
The case becomes the living context for everything involved in completing a piece of work. It follows the process from beginning to end, keeping the participants, the workflow, the decisions, the history and the outcome together in one place.
As the work evolves, so does the case.
Technology is only part of the story
Today's workflows rarely happen inside a single application.
One process might involve multiple business systems, APIs, workflow engines, AI models and people working together. Tomorrow, some of those technologies may have been replaced, upgraded or redesigned.
That shouldn't matter.
The technology participating in the work is expected to evolve.
The work itself still needs continuity.
That's why we believe the case should remain the constant while the participants around it change.
Every participant contributes to the same case
Whether the participants are:
- People
- AI models
- Workflow engines
- Business systems
- External APIs
- Specialists outside the organisation
...they're all contributing to the same piece of work.
The case provides the shared context that allows every participant to understand what has already happened, what still needs to happen and why previous decisions were made.
Without that shared context, every participant only sees a small part of the whole process.
Beyond customer service
This is why we don't think of case management as something that belongs to customer support.
A case can represent an insurance claim.
A logistics delivery.
A loan application.
A patient journey.
A compliance investigation.
A procurement process.
Or any other piece of work that moves through an organisation.
The concept is the same regardless of industry.
A case is simply the place where work is executed.
A foundation for the future
AI will continue to improve.
Workflow engines will become more capable.
New business systems will appear.
The technology will keep changing.
The work still needs somewhere to live.
That's what a case is.
Because every workflow needs an owner.
